For these messages, the most effective strategy is the direct approach. 8.1 Structure of a Direct Approach Message

  • The direct approach (also known as the direct plan) is used for messages that the reader is likely to receive positively or neutrally.
  • The key is to get to the main point immediately.
  • A direct approach message generally has three parts:
    • Opening (Fast-Start): Begin directly with the main idea or good news. This is the information the reader is most interested in, so putting it first is efficient and meets their expectations.
    • Middle (Explanatory Details): Provide the necessary details, explanations, and background information. Present the most important supporting information first, followed by details of secondary importance. Maintain a "you-viewpoint" throughout.
    • Closing (Courteous and Forward-Looking): End the message with a friendly, courteous, and often forward-looking statement. The closing should be specific and reinforce the positive relationship.

8.2 Claims and Adjustments

  • Claim Letter: A letter written to identify a problem with a product or service and request an adjustment. Because you expect the company to grant your request, a claim letter should use the direct approach. The opening should immediately and clearly state the nature of the claim (e.g., identifying the product and the reason for the letter).
  • Adjustment Letter (Granting a Claim): This is a good-news message. When granting a customer's claim, you are delivering positive news. Therefore, you should use the direct approach.
    • Opening: Begin directly with the good news (e.g., "Your new keyboard is being air-expressed to you.").
    • Middle: Briefly and incidentally identify the correspondence you are responding to without dwelling on negative details. Explain what went wrong or what corrective actions have been taken, using this as an opportunity to regain lost confidence.
    • Closing: End with a friendly, positive, and forward-looking comment. The best close often includes helpful sales promotion material (e.g., "You may be interested in upgrading your internal memory with our inexpensive chips"), as this shifts the focus from the problem to a new, positive opportunity and reinforces the value of the business relationship.

8.3 Acknowledging Orders and Other Routine Requests

  • Order Acknowledgments: These are good-news messages confirming that an order has been received and is being processed. The most effective opening is a "fast-start" that immediately provides the good news, such as confirming that the items have been shipped (e.g., "The two party-wear dresses you recently ordered have been sent to you through TCS.").
  • Direct Request Letters: For routine requests (e.g., asking for information), the request should be presented in the first sentence or opening paragraph. The closing should be courteous and action-oriented, containing:
    • A specific request for action (and a deadline, if applicable).
    • Information on how the reader can reach you.
    • A sincere expression of appreciation or goodwill.
    Do not make the ending unnecessarily long. It should be as short and concise as circumstances allow.

8.4 Letters of Invitation, Reservation, and Goodwill

  • Letters of Invitation: These can be for various purposes, including speaking invitations and social invitations (both formal and informal). An invitation to a fund-raising event is a type of persuasive message that must capture attention, so the most appropriate opening is one that explains the worthy purpose of the event to build common ground and motivate the reader.
  • Speaking Invitations: A letter inviting someone to speak must provide all vital information: the name of the group, audience characteristics, topic and length of presentation, date/time/location, and any honorarium.
  • Reservation Letters: These are direct requests written to book a place like a room or hall. They are not social invitations.
  • Goodwill Messages: These messages are sent solely to build positive relationships. Their primary purpose is to be informative in a positive way.
  • Letters of Congratulation: These recognize an achievement. Their most indispensable quality is sincerity. Using trite, stilted, or exaggerated phrases undermines their purpose.
